WhatsApp and SMS customer support: answer properly without living on your phone

It is 11pm on a Saturday. A salon owner is on the sofa when her phone buzzes. "Are you open Sunday?" It is the fifth time tonight. She types "Yes, 10 to 4" for the fifth time. The phone buzzes again. Now someone wants a slot tomorrow morning. Every customer has her personal number. None of them know she is trying to sleep.

Her customers are using the channel they like. The problem is that one tired person is the whole support system.

Why messaging matters

People would rather type than call. SimpleTexting surveyed 1,000 US consumers in January 2026 for its texting statistics report. 64% said they want to be able to text a business back. For support, 33% preferred texting and 18% preferred calling. And 74% check a text within five minutes. SimpleTexting sells texting software, so treat this as a vendor survey.

Which app they use depends on where they live. In the US, SMS is the safe default. Pew's 2025 survey of 5,022 US adults found 32% use WhatsApp.

Elsewhere WhatsApp is often the main channel. Pew's 2019 report on emerging economies found 67% of adults in Mexico and 71% in Colombia used it. That data was collected in 2018, so it is old. I could not find a recent, openable figure for Europe. Outside the US, look at where your messages already come from.

WhatsApp Business app vs the WhatsApp Business Platform

The free WhatsApp Business app runs on a phone. Meta lists quick replies, greeting messages, away messages, labels and a product catalog. It also says you can link up to 10 devices to one account.

The WhatsApp Business Platform, often called the API, is different. It connects WhatsApp to other software, like a shared inbox, your CRM or an AI. You usually reach it through a provider. You pay per message.

Move up when more people need to answer than the app handles well. Move up when you want an AI to answer from your own information. And move up when every conversation must be logged against the customer.

How the Platform works in practice

The customer service window. Meta's developer guide to sending messages says a 24-hour window opens when a customer messages you. Each new message resets it. Inside the window you can reply freely with text, images or buttons.

Templates outside the window. Once the window closes, you can only send pre-approved template messages. Meta sorts these into marketing, utility and authentication.

Opt-in. Meta's Business Messaging Policy says you may only contact people who gave you their number and opted in to messages from you. You must respect any request to stop. Automated chats must offer a prompt, clear way to reach a person.

How Meta charges. Meta's pricing documentation says it has charged per delivered message since 1 July 2025. Replies inside the window are free. Utility templates sent inside an open window are free too. Marketing templates are always charged. Rates vary by country, with cheaper volume tiers for utility and authentication messages. Meta shows the rates in an interactive tool on its pricing page. I checked it on 6 October 2026, but the US figures did not show in a form I could read, so I am not quoting one. Look up your own market there before you build a budget.

Providers add their own fee on top. Twilio charges $0.005 per WhatsApp message, inbound or outbound, plus Meta's fees.

SMS support in the US

A reply to someone who texted you first is the safest kind of business text. The CTIA Messaging Principles call this conversational messaging. Anything you send unprompted needs their agreement. The FCC rule at 47 CFR 64.1200 treats replies like stop, quit, cancel and unsubscribe as a request to stop, and your system must honor them.

What an AI can answer, and what it must hand to a person

An AI can handle the questions with one right answer. Opening hours. Where you are. Prices from your list. Order status, if it can see your store. Booking a slot, using the setup in our post on automatic appointment booking. It should answer only from information you gave it. Our knowledge base service is how we feed it your own documents.

A person must handle complaints and refunds. The same goes for anything that needs judgment, any medical or legal question, and any customer who is upset. When unsure, it should pass the chat on with a short summary.

When it backfires

Bots that cannot hand off. A customer with a real problem gets the same menu three times and gives up. Meta's policy requires a clear way to reach a person.

Template messages that read like spam. A weekly promotion to everyone who ever asked a question gets blocked and reported. Send templates only when they help, like an order update.

A restricted number. Meta's messaging limits cap how many people you can message outside the window each day. Negative feedback can get your messaging limited further, or your access removed.

Wrong answers. An AI that guesses a price or promises a refund creates a worse problem than a slow reply.

What is the difference between the WhatsApp Business app and the WhatsApp Business API? The app is free and runs on a phone. It has quick replies, greeting and away messages, labels and a catalog, and Meta says you can link up to 10 devices. The API, which Meta calls the WhatsApp Business Platform, connects WhatsApp to other software such as a shared inbox, a CRM or an AI. It is paid per message and usually set up through a provider.

How much does the WhatsApp Business API cost? Meta has charged per delivered message since 1 July 2025. Replies inside the 24-hour customer service window are free. Marketing templates are always charged, and rates depend on the customer's country. Your provider adds its own fee, such as Twilio's $0.005 per message. Can I use an AI chatbot on WhatsApp for my business? Yes, through the WhatsApp Business Platform. Meta's Business Messaging Policy says automated chats must offer a prompt, clear way to reach a person. Keep the AI to questions it can answer from your own information, and hand the rest to a person.

Can I message customers on WhatsApp first? Only if they gave you their number and opted in to messages from your business. Outside the 24-hour customer service window, you can only send pre-approved template messages. Send them sparingly, because blocks and reports can get your messaging limited.

Is SMS or WhatsApp better for customer support in the US? For most US businesses, SMS reaches more people. Pew found 32% of US adults used WhatsApp in 2025. If many of your customers already message you on WhatsApp, support both and answer them from one place.

Can my staff share one WhatsApp Business number? On the free app, Meta says you can link up to 10 devices to one account. For more people, assigned conversations or an AI, you need the WhatsApp Business Platform with a shared inbox tool or a custom build.
